What is LLM?
A Large Language Model (LLM) is an AI system trained on billions of text examples to understand and generate human language. Models like GPT-4, Claude, Llama, and Gemini power the AI features in modern support tools—reply suggestions, message translation, conversation summarization, and intent detection. LLMs understand context, follow instructions, and produce coherent text across dozens of languages.
In support applications, LLMs work as the intelligence behind the features you use. When your support tool suggests a reply, an LLM is reading the customer's message, understanding their intent, checking relevant context, and drafting an appropriate response. The LLM doesn't "know" your product inherently—it's given your knowledge base content and conversation context to generate accurate, relevant responses.
Why LLM Matters
LLMs make AI-powered support features possible at a quality level that's genuinely useful. Earlier AI in support was rule-based and brittle—it could match "my order is late" to a shipping status template, but couldn't handle "I placed something last week and it still hasn't shown up." LLMs understand the intent behind diverse phrasings, making them reliable for real-world customer messages that rarely follow predictable patterns.
LLMs also enable multilingual support without multilingual agents. Because these models are trained on text in hundreds of languages, they can translate between languages with near-human quality—far better than traditional machine translation. A single English-speaking agent can effectively communicate with customers in any language the LLM supports.
LLM in Practice
A support platform integrated an LLM to power three features: (1) reply suggestions—the model reads the conversation and drafts a response for the agent, (2) auto-translation—incoming messages in any language are translated to the agent's language and replies are translated back, (3) conversation summary—when a conversation is escalated, the LLM generates a 2-sentence summary so the receiving agent gets context instantly. All three features share the same underlying LLM, demonstrating how one model powers multiple support capabilities.
